GESTION DE LA RELATION CLIENT ; FIDELISATIONRésumé : La relation client est depuis longtemps en pleine mutation, il faut pour certains offrir de la réduction à l'ensemble de ses contacts, pour d’autres l’accent est à mettre sur l'affinité avec la marque, pour d’autres enfin il convient plutôt d’adapter la communication aux canaux émergeants tout en respectant les bonnes pratiques. Ce mémoire de recherche traite des facteurs d’engagement des clients dans les programmes relationnels. Par ce biais, nous évoquerons notamment les concepts d’engagement, de fidélité et les potentiels facteurs d’engagement des clients dans les programmes de fidélité : offres commerciales, expérience client, co-innovation, gamification … Après avoir étudié les théories sous-jacentes à ces thèmes lors de la revue de la littérature, nous avons pu élaborer quatre hypothèses qui ont été le point de départ de notre étude qualitative. Cette étude a été menée auprès de professionnels du CRM de la distribution sélective, en entretiens semi-directifs. L’analyse des résultats a permis de valider ou d’invalider les hypothèses et d’émettre des recommandations exposées à la fin de ce mémoire.
